What significance does this period hold for dfcu Bank, and what does it mean for your staff and customers?A: Customer Service Month is an important opportunity for us to stop and reflect, as dfcu employees and as an institution, on what we have been able to do for our customers. This year as “We go the Extra Mile” we will be looking at both customers and employees. To celebrate and appreciate customers for choosing to be part of the dfcu family, their loyalty and trust in the bank.  For our staff, to recognize them for relentlessly delivering service and identify areas where we can improve.Q: What special engagements, rewards, or experiences has dfcu Bank lined up for its customers during this year’s Customer Service Week?A: We have planned engagement activities across the country in our different branches for the whole month of October, where teams are appreciating customers through thank-you messages, giveaways and extending invitations for cake-cutting activities. For our corporate customers, relationship managers are conducting visits to appreciate them and collect feedback on the service. However, beyond the celebrations and giveaways, we want to use this period to listen better. Since the beginning of the year, we have created avenues for collecting customer feedback and creating a robust framework around magnifying the positive feedback and resolving issues raised in the short, medium and long term.Q: This year’s global theme is “The Extra Mile.” How does dfcu Bank interpret this theme, and how is it reflected in the way you serve customers daily?A: I am particularly excited about this year’s theme, “The Extra Mile,” because it closely reflects the customer experience journey we have already been pursuing at dfcu. For us, going the extra mile means making banking easier, more consistent and more reliable for our customers. A customer should experience dfcu as one Bank, regardless of which touchpoint they engage with us. They should not have to repeatedly explain the same issue, that is why we are working towards a more seamless omnichannel experience, where our different touchpoints work together to provide customers with a consistent experience and make it easier to get their needs resolved.Going the extra mile is also about reliability. We continue to invest in our systems, technology and artificial intelligence to strengthen how we serve customers. How is dfcu Bank empowering and motivating its staff to deliver exceptional customer service?A: Delivering exceptional customer service begins with creating a shared understanding of what great service looks like and the role every employee plays in making it happen. Efforts are therefore focused on reinforcing behaviours such as accountability, respect, excellence, openness to feedback and responsiveness to customer needs.Particular emphasis is placed on the principle that customer experience extends beyond frontline interactions. While some employees engage directly with customers, many others contribute through the systems, processes and support functions that make service delivery possible. A well-managed process, a quickly resolved issue or timely internal support can have just as much impact on a customer’s experience as a face-to-face interaction.By recognising positive behaviours, encouraging shared ownership and celebrating examples of service excellence across the organisation, the aim is to strengthen a culture where exceptional customer experience is understood as everyone’s responsibility and consistently reflected in the way work is done every day.The campaign has already recognised and rewarded employees who have demonstrated exceptional commitment to delivering outstanding customer experiences. In addition to individual recognition, teams are also celebrated for their contribution to customer-focused outcomes through a variety of initiatives and rewards. These may include financial incentives, team experiences, ambassador recognition programmes and other forms of appreciation. The aim is not only to acknowledge strong performance, but also to foster a culture where exceptional customer experience is consistently recognised, celebrated and embedded in the way we work every day.Q: Timely response is at the heart of good customer experience. What systems and channels does dfcu Bank have in place to ensure customer complaints and inquiries are resolved quickly and effectively?A: When customers reach out with an enquiry or concern, what matters most is receiving the right support quickly and through a channel that is convenient for them. To make this possible, a range of service channels is available, including branches, toll-free contact centre lines across major telecommunications networks, WhatsApp, email, a website and social media platforms. Dedicated teams support these channels, ensuring customer enquiries are addressed and concerns resolved as efficiently as possible.Continued investments in technology, artificial intelligence, customer journey mapping and process improvements are helping to simplify interactions, improve response and resolution times, and reduce the effort customers need to make when accessing services. It is about understanding what customers need, what they value and how those needs differ across customer groups. That understanding is built through a combination of customer feedback, data and segmentation.Customers are encouraged to share their experiences through various feedback channels, including branch-based QR codes and digital platforms. These insights help shape service improvements, identify emerging needs and inform decisions across the business.Recognising that different customers have different priorities, services and solutions are designed around distinct customer segments, including personal, business, corporate and institutional customers, as well as specialised groups with unique needs and aspirations. This enables a more tailored approach to service delivery, helping ensure that products, solutions and customer journeys remain relevant, practical and responsive.Ultimately, the focus is on understanding the individual behind every account, transaction or business, and using those insights to create better experiences and more meaningful relationships.Q: Beyond Customer Service Week, how does dfcu Bank use customer feedback to continuously improve its services and shape new innovations?A: Customer feedback plays an important role in shaping products, services and the overall customer experience. Rather than being viewed as a reporting exercise, it provides valuable insight into what customers value, where they encounter challenges and where improvements are needed. Feedback gathered across different customer touchpoints helps inform decisions, refine processes and enhance customer journeys across the organisation.These insights are shared with the teams best placed to act on them, helping drive improvements that make services more responsive and relevant to customer needs. Feedback also provides an opportunity to recognise employees who consistently deliver outstanding service and create positive customer experiences.The focus is not simply on collecting feedback, but on using it to drive meaningful action. Listening, learning and responding to customer insights helps ensure that improvements are continuous and that customers can see the impact of the feedback they provide.Q: Uganda’s banking sector is highly competitive. What would you say sets dfcu Bank’s customer experience apart from other financial institutions in the market?A: In a competitive market, where products can often be replicated, the experience and relationship you create with the customer is much harder to replicate. That is where we are placing our focus at dfcu. We are investing in strong customer relationships, reducing unnecessary effort, listening more closely to customer feedback and improving how quickly we resolve customer needs. We are also using technology and artificial intelligence to help us move from being reactive to becoming more proactive in how we serve customers. For us, exceptional customer experience comes down to a few simple things: know your customer, make it easy for them to do business with you, listen when they speak and be there when they need you. Q: Digital banking is transforming how customers interact with their banks. In your view, what does the future of customer experience look like at dfcu Bank in this rapidly evolving digital landscape?A: The future of customer experience at dfcu is about combining the intelligence of technology with the power of human relationships. Digital banking will become increasingly personalised. Customers will expect their bank to understand their preferences, anticipate their needs and make banking simpler, rather than requiring them to navigate unnecessary complexity. Technology, data analytics and artificial intelligence will be important in helping us create those more relevant and proactive experiences.But I strongly believe that digital transformation should not mean losing the human touch. Banking is built on trust, and there will always be moments when a customer needs to speak to someone who understands their situation. So, for us, the future is not simply about becoming more digital.
